KUALA LUMPUR – ASEAN Records and ASIA Records have been certified to ISO 9001:2015 (Quality Management System) by SGS. Founders, Directors and Chief Adjudicators Eldrick Koh and Gillian Ooi announced the certification at the 10th Gather of Achievers – ASEAN Records & ASIA Records Gala Night 2026, held on 20 October 2026 at Hyatt Regency Kuala Lumpur at KL Midtown.

The certification carries accreditation from UKAS (United Kingdom) and the Department of Standards Malaysia (DSM). It is valid from 30 September 2026 to 30 September 2029, under Certificate Nos. MY26/00000647 (UKAS) and MY26/00000648 (DSM).

The SGS audit examined how both organisations research, verify and adjudicate every record application, and found no nonconformities.

“We invited an independent body to examine the way we work, from research and evidence verification to adjudication,” said Eldrick Koh. “Our record holders, our partners and the public deserve that assurance. When you hold an ASEAN Records or ASIA Records certificate, you can stand behind it.”

“A record is not something you buy. It is something you prove,” said Gillian Ooi. “Independent certification means our standards are not only something we say. They are something we are audited on.”

The AI blind spot: How customer success teams can start measuring AI impact
Image File
Original HTML

Quick summary: CS teams are using AI for administrative tasks, but most lack the ability to track performance or tie it to revenue outcomes. Start measuring AI impact to learn how it affects your team and identify the best areas for AI investment.

Almost all CS and revenue leaders are using AI to automate administrative and manual work for their teams – such as logging tasks, summarizing calls, and conducting research for accounts. But the majority of CS leaders cannot measure the impact of those automations: they can’t show that AI actually works, and they still require manual approvals for every AI recommendation that hits their desk.

That’s according to ChurnZero’s recent 2026 Customer Success Leadership Study, which surveyed nearly 600 CS and revenue leaders to see how AI is being used for their teams.

Several challenges arise when teams deploy AI but don’t report on its effectiveness. For one thing, you can’t strategically use AI to improve your processes if you don’t know the business impact and you’re just going off a feeling. For another, teams that can’t measure impact don’t trust AI to make decisions and still rely heavily on human intervention. And finally, it’s difficult to justify AI spend if you can’t show what you’re doing with it.

CS AI measurement by the numbers

The study’s responses from CS and revenue leaders about AI measurement revealed how AI is currently measured (or not) by CS teams:

- Nearly two-thirds (63%) of CS leaders have no consistent method to track AI performance.

- Less than one-quarter (21%) of CS leaders can tie AI to revenue outcomes, compared to more than half (57%) of sales leaders.

- While NRR has remained flat overall for SaaS companies over the past three years, nearly two-thirds (65%) of AI leaders (organizations with mature AI deployments) reported NRR of 100% or greater, compared with 39% of AI laggards (organizations behind the curve on AI deployments).

The responses tell us that even though almost everyone is using AI, CS teams are falling short when it comes to measuring the results.

How to start measuring your AI impact.

The good news is that you don’t have to start measuring everything, everywhere, all at once. Use these strategies to start chipping away at your AI blind spots so you’re better positioned to show what AI can do for your team:

Start asking the right questions.

Before you start gathering data or building reports, ask yourself a few key questions that can guide your AI measurement:

- Sales leaders are more likely than CS leaders to show how AI impacted revenue. What metrics does sales track that you currently don’t?

- What AI automations do you currently have in place, and how would you define their success?

- What is AI currently not able to automate for your team because you have no idea if it will work?

- Where does AI currently reside in your budget, and who has to review your AI spend and approve or deny it?

Automate one workflow and see what happens.

You can build a process for measuring AI impact by looking at a current or new AI automation used by your team:

- Take inventory of the current workflows that AI manages for your team right now, or find one that you’re getting ready to introduce.

- Choose one of those workflows and define the metric you would use to measure its success, then start tracking it.

- Check the numbers on a quarterly basis to see if anything changed, and continue to monitor.

- Replicate this measurement process as you begin to automate more tasks.

Establish baseline performance metrics before introducing AI.

Before you create a new workflow or automation, you need to know how the process is currently performing so you can measure if AI made it better or worse. Define what you’re trying to accomplish – such as shortened time-to-value, higher renewal rates, or a greater frequency of expansion calls – and identify the metric that will measure this goal. Now you have a method for assessing your AI impact over time.

Feeling overwhelmed with the idea of complex reporting? Efficiency metrics are one of the easiest places to start. See how many hours it takes your team to perform a manual task, then compare that to how fast AI can accomplish the exact same work.

Introduce AI into your budget.

Many teams build their own AI workflows using the tools provided by the company, but don’t maintain an AI budget. Including your AI spend as a line item in your budget creates a need for greater accountability. Now that you’re officially spending your organization’s money on a project, you have a responsibility to demonstrate how the money was spent and determine if the results justified the expense.

In addition, tracking your AI budget and breaking it out by project can help you strategically deploy AI where it’s most effective. You can determine which projects were successful and worth further investment, and which ones didn’t work out and should be scaled back.

Teams that measure AI can work more strategically.

The biggest risk for many CS teams is that they are using AI blindly, without any way to measure its impact. When CS leaders can’t track performance or tie AI to revenue, they’re relying on guesswork instead of reality. This means teams are four times more likely to require manual sign-offs for every AI recommendation, keeping your staff bogged down with less time to focus on more strategic work.

By defining your baseline metrics, rolling out reporting one workflow at a time, and introducing AI into your budget, you can create a framework for using AI strategically in a way that drives value for your team and the business at large.

Playing to win in CS: How leaders can align revenue ownership and use AI to empower CSMs.

Quick summary: When planning for 2027, CS leaders must define whether CS teams own retention, expansion, or both. In addition, leaders should already be exploring how to integrate AI for task automation and enable CSMs to focus on more valuable tasks.

Heading into 2027, CS leaders face important decisions about revenue ownership and integrating AI into their customer success playbook. First, organizations need to define which revenue streams CS owns: expansion, retention, or both. Second, CS leaders should explore how AI can automate manual tasks for CSMs, and then redirect resources toward more high-impact work.

These questions are all on the field in a recent webinar hosted by Ravi Pimplaskar, Senior Director of Revenue Marketing at ChurnZero, and featuring a panel of CS leaders:

- Emily Alexander, Chief Customer Officer at WelcomeHome Software

- Lukas Alexander, VP of Customer Success at ChurnZero

- Jeff Davison, Chief Customer Officer at Unanet

To celebrate the return of football, the webinar is structured into four quarters. In this second of a two-part blog series, we cover quarters three and four (check out our recap covering the first two quarters here).

Want to see the full discussion? Watch the webinar in its entirety to get all the insights the panel shared.

Quarter 3: Does CS own retention or expansion?

In order to properly define the role of the CS team, businesses need to define what revenue streams it owns. The two most common CS performance metrics are retention and expansion:

- Retention is your ability to retain your existing customer base. It represents one of the most crucial metrics for CS teams and directly impacts the health of the entire organization.

- Expansion is your ability to grow recurring revenue through upsells, cross-sells, and add-ons. CS teams or sales teams may be responsible for expansion, with sales more likely to handle expansion than retention.

In recent years, expansion may account for a growing share of ARR. Ravi noted that a 2025 Benchmarkit SaaS report found expansion ARR now represents 40% of total new ARR, up five points from the previous year. This makes a compelling case for CS teams to focus both on retention and expansion.

That’s the approach that Unanet implemented for its CS team, Jeff said. The CS team owns both numbers and CSM performance gets measured on a net bookings basis. After all, accounts can’t grow unless the company retains them.

But CS teams can also focus solely on retention, with sales handling expansion, Emily said – and this approach makes sense if you’re the right type of business: “We’re in senior living, so expansion is somebody buying or building a new building … so we’ve been very focused on retention and adoption metrics for our CSMs … we’re letting sales sell,” though she added that could change in the future.

Lukas noted that CSMs can also help drive growth without being responsible for expansion. For example, they can refer qualified leads to sales and identify customers that will serve as brand advocates, providing a vital resource for sales and marketing.

How to motivate CSMs

To round out the third quarter, the panel shared some tips on how to motivate CSMs:

- Fair compensation packages: If your CSMs are responsible for multiple performance metrics, make sure the compensation is fairly balanced. CSMs should be compensated for renewals, upsells, GRR, and any other revenue stream they own.

- Remove roadblocks: CSMs succeed when they believe their leaders remove roadblocks instead of creating them, Lukas said. In addition, leaders should make sure they’re celebrating wins – even if it’s a saved customer.

- Allow space for passion projects: Give your CSMs time and space to pursue passion projects or develop new ideas that benefit the company, Emily said. Working on creative projects outside of daily tasks can be a great motivator.

Quarter 4: AI-enabled customer success

Another crucial question for CS leaders is how AI can help enable customer success, without automating away the important touch points that customers appreciate. One approach is to use AI to take over the work-intensive admin tasks so that CSMs can spend more time on high-value work – Ravi referenced ChurnZero CEO You Mon Tsang’s prediction that CSMs will gain 25% – 50% bandwidth using AI by next year.

- Emily said that at WelcomeHome, that figure is aspirational, and she’d be happy to give CSMs back 20% of their time by the middle of next year.

- Jeff said that Unanet is still working toward the 20% mark, but they could get there within the next few quarters. He added that reclaimed time would be used to expand customer coverage, not reduce staff.

- Lukas said that the first 25% of that time could come from easier wins, like automating repetitive or manual tasks. The remaining time could come from using AI to handle more complex automations, like escalations, QBRs, and risk signals.

Using AI to gain bandwidth for CSMs only matters if you reinvest that time in something valuable, Lukas said. If CSMs can handle bigger customer portfolios, book more expansions, or contribute to a better GRR, then AI has helped to enable that success.

Emily recommended auditing CSM profitability by measuring CSM salaries as a percentage of their ARR. WelcomeHome used those numbers to evaluate capacity and adjust the books so that CSMs could take on more customers without risking retention rates. At the same time, the team also evaluates time saved using AI automations – such as measuring how long it takes to complete QBRs with AI vs. without.

CS leaders need to define and enable success for their teams

Whether your CS team owns retention, expansion, or some combination of both, CSMs need to know which revenue streams they own and how they’ll be compensated for meeting their goals. AI can handle manual tasks and workflows, but those automations only matter if you reallocate time toward more valuable work. As you plan ahead for 2027, define what success means for your team, then use AI to work toward those objectives.
